Should an AI worker hotline use your existing phone number or a new one?

A practical choice guide for staffing agencies covering call forwarding, number porting, fallback, privacy and a reversible cutover.

The short answer

Keep the existing duty number when workers already trust it, the agency controls it and the carrier can route calls reliably. Use a new dedicated number when a pilot needs a clean boundary, one branch needs its own service or the current line is tied to a personal device or an unsuitable contract. Port the old number only after the call flow, fallback and exit plan have been tested.

There is no universally better number. The right choice is the one that lets a worker reach the service without confusion and lets the agency see whether the call reached AI, a person or a fallback route. Number recognition matters, but so do ownership, caller disclosure, return calls, outage behaviour and the ability to reverse the change.

Map the current number before changing it

Write down who legally or contractually controls the number, which carrier provides it, where it rings now and which other services depend on it. Check voicemail, call groups, opening-hour rules, caller ID, outbound calls, text messages and any printed or saved references. A duty mobile can look simple while several branches, clients and workers rely on it in different ways.

Then review real call traffic. Note when workers call, which languages they use, how often the same number receives client or candidate calls and what happens after no answer. If the number mixes worker support with sales, recruitment or private use, routing every call into one automated flow will create the wrong first question and the wrong data path.

Compare the practical number patterns

A new dedicated number gives the pilot a clear scope and clean reporting, but workers need to receive and recognise it. Scheduled forwarding keeps the familiar number and can route only evenings or selected overflow to the AI service. A full port preserves the number while moving control to a new provider, but portability, lead time and country rules must be confirmed before a date is promised. Separate branch numbers suit local ownership, although the organisation then needs consistent fallback and reporting across them.

Choose the smallest change that can answer the pilot question. If the agency wants to test conversation quality, a new number may be enough. If it wants to learn whether workers will use the service under real after-hours pressure, forwarding the number they already call may produce a more honest test. A full port is a cutover decision, not a shortcut around acceptance testing.

Make the caller experience explicit

The same number can lead to a very different service after the cutover. Tell workers when the change begins, which calls are included, what they will hear and how they can reach a person. The first spoken message should identify the organisation, disclose the AI interaction and explain the available human route. The European Commission's final Article 50 guidelines state that the relevant transparency duties have applied since 2 August 2026.

Test what appears on the worker's screen and on the receiving coordinator's screen. Decide which number is used for a return call and whether unanswered callbacks reach the same service. Do not assume that preserving an inbound number automatically preserves outbound caller ID, voicemail, text messaging or another channel. Confirm each capability with the provider for the actual country and number type.

Build fallback before the cutover

A routing plan needs an outcome for no answer, busy, failed connection, provider outage and an unavailable human recipient. Telephony platforms can report these states, but the agency still has to decide what follows. A routine schedule question may wait in a visible queue. A safety report needs an approved route that does not depend on the failed path.

Keep the old route available during the controlled launch where the carrier setup allows it. Monitor both the call entry and the final delivery of the case. A successful forward does not prove that a structured case reached the correct coordinator. Define who can disable the new route, how workers are informed and how pending calls are reconciled after service returns.

Treat call routing as a data decision

Forwarding or porting can change which providers receive caller ID, audio, keypad input, transcripts, recordings and call metadata. Update the data-flow map before live traffic moves. The GDPR principles still require a defined purpose, data minimisation, limited retention, accuracy, security and accountable access. A technical route is not permission to keep every copy of a conversation.

Decide separately whether calls are recorded. The routing provider may support recording, but the agency needs a purpose, caller information, access rule and deletion period before enabling it. Keep notifications short and send authorised staff to the protected case where possible. A forwarded email containing a full transcript can undo careful dashboard permissions.

Test the exact cutover and the way back

Run acceptance calls from the mobile networks and countries workers actually use. Include a hidden caller ID, a shared phone, an unsupported language, a caller who asks for a person, a failed identity check, no answer at the human fallback and a call during a carrier or integration outage. Check the audio, disclosure, transfer, case record, notification, callback and final status together.

Plan a reversible launch window with named owners on both sides. Record the old configuration, the change time, the checks that approve continued use and the condition that triggers rollback. After cutover, compare expected call volume with calls that arrived. A silent gap can mean workers are still using an old personal number or that a route never went live.

Keep employment and safety decisions with people

Changing the number does not expand what the AI may decide. It can identify the request, collect approved facts, provide approved information and route a case. It should not judge whether an absence is valid, accept or reject a leave request, decide discipline, determine whether a safety report is credible or tell a worker that a medical concern is minor.

Write these stop points into every number route, including fallback and voicemail. Sensitive, disputed and out-of-scope calls need an authorised human owner. The system may record that the handoff was attempted and acknowledged. Responsibility for the employment, welfare or emergency decision stays with the staffing organisation and the people it has appointed.
